According to Pew Research, roughly one in five Americans moved because of Covid-19 or know someone who has moved. Economic dislocation is affecting a large segment of the population. As of August 2020, 40% of American renters are currently at risk of being evicted.

Now more than ever, property managers are fielding a litany of resident concerns – from the more mundane to the critically urgent.

Our research shows a significant – and growing – digital disparity between property management firms that effectively manage their reputations online and those which have not yet implemented reputation management programs. Those who’ve pivoted to respond quickly and effectively see higher levels of resident satisfaction and increased revenue. Those who lack a strong digital presence are at risk for experiencing higher turnover and lower occupancy.

Residents aged 18-29, the group most likely to relocate during the pandemic, expect a strong online presence when searching for their next apartment – as well as a robust online capabilities from their property management company.

Scope of This Report

To compile this report, we analyzed more than 70,000 multifamily residential properties with at least a minimum amount of online data from reviews, listings, social media, search results and customer engagements. The data was collected from sources such as Google, Facebook and more. From there, we published rankings for:

  • The top 20 property management firms (by size) in the U.S.
  • The top 500 U.S. multifamily residential properties
  • The top properties for all 50 states and Washington, D.C.

Using Reputation.com’s proprietary machine learning algorithms and natural-language processing technology, we analyzed actual customer feedback (among other data) from each property to understand resident concerns and gauge overall sentiment. Our Reputation Score is based on an analysis of resident reviews spanning thousands of residents across the U.S. Here are four take-aways from our research:

2) Property Management Firms Need to Step Up Their Reputation Management Game

Property management firms have a lot of work to do managing their reputations. When we examined more than 3 million customer reviews, we found a significant digital disparity:

  • Only 40% of locations we sampled accumulated more than 10 reviews over the past 12 months.

On the flip side, those who accumulated more reviews saw higher Reputation Scores. Most importantly – a higher Reputation Score can add as much as $3 million to your top line annually. Plus, those reviews are critical in gaining visibility on sites such as Google.

We also found a huge disparity between the residential locations that actively manage their reputations and those that don’t:

  • Top locations have more than 2X better Reputation Scores than bottom locations.

The lowest-performing locations are underperforming in all components — but mostly in star average, review volume, review recency and review response. Property managers need to focus on requesting reviews to increase review volume and improve their average star ratings.

3) Flip the Script by Focusing on Moments that Matter

We see a huge opportunity for property managers to turn two potentially stressful moments — the move-in/move-out experience and responding to service requests — into positive experiences. People continue to move, especially to locations that are more conducive to remote work. Moving is a high-anxiety activity that requires in-person contact. Property managers who handle the move-out/move-in experience with an attention to safety and speed are more likely to improve resident perception in the category of customer experience.

The key for property managers is to monitor first-party survey data and third-party reviews to evaluate performance in those moments.

4) Covid-19 Has Influenced Customer Perceptions

The good news: Individuals are still searching for properties, despite Covid-19. In fact:

  • Google My Business (GMB) conversions (clicks to call a business, clicks to get directions, or clicks to visit a website) have rebounded and are now above pre-Covid-19 levels.
  • Website leads and click-to-call conversions from online listings are at an all-time high for leading properties.

We suggest:

  • Make sure your GMB listings are up to date and accurate. Are your hours current? How well do you explain your Covid-19 safety protocols?
  • Remember to monitor the aesthetics of your page(s) and properties. Does an apartment complex look engaging and well taken care of? Don’t just rely on residents’ photos.
  • Ensure that the information on your website is accurate and complete.
  • Make sure your office staff can handle call volume fluctuations.

In addition, Covid-19 is influencing residents’ perceptions. When we reviewed comments about how property management firms are responding to Covid-19, we found:

  • Overall sentiment is positive, but there is plenty of room for improvement, with 63% positive versus 37% negative.
  • Negative feedback focused on safety issues and a perception that management is insensitive to residents’ financial struggles during the pandemic. Individuals noted messy common areas and complained about maintenance staff not following protocols. They also complained about property managers not cutting them slack on late fees while rebounding from a job loss.
  • On the other hand, positive feedback often reflected a property management firm’s willingness to offer flexible services, such as virtual tours, and praise for successful handling of the move-in/move-out experience.

We recommend that management firms:

  • Learn from your reviews. Our own analysis highlights some important topics – such as late fees and rent due dates – that suggest property management firms should consider flexibility.
  • Monitor reviews closely and respond to them. Responding to residents demonstrates publicly your commitment to service and also improves your visibility on Google.
  • Request reviews. Asking for reviews increases the likelihood of your listing being refreshed with positive, timely feedback. Recent and positive reviews also influence your local ranking on Google.

Bottom line: Your residents are evaluating you online in a very public and shareable way. Will those residents advocate for you or against you? The answer depends on how well you respond to tenants and learn from their feedback to improve.

What Does It Take to Be a Top Property?

This is an elite group. We culled the Top 500 from 70,000+ properties.

Leaders do more than get great reviews. We created Reputation Scores for the largest property management firms in the U.S., as determined by the National Multifamily Housing Council. The top five firms – Cortland, MAA, AVALON Companies, Greystar and Bozzuto – typically gain uniformly good marks for all the elements that comprise the Reputation Score, including sentiment, visibility and engagement. Cortland, the top-ranked firm, is strong across the board. Still, scores for leaders leave room for improvement. AVALON and Bozzuto are strong in resident sentiment and engagement but lag in visibility. Greystar rocks visibility and engagement – but lags in sentiment.

There is a wide disparity between leaders and laggards. The Top 500 do very well, with an average Reputation Score of 870. But the industry average is only 523 – below the 601 threshold for a “good” Reputation Score. Laggards would be wise to focus on building review volume: Only 40% of all the locations we examined have accumulated 10 or more customer reviews in the last 12 months.

From an overall industry perspective, property management is in the middle of the pack. Overall, the property management industry lands in the middle, compared to other industries. Property management firms have stronger reputations than healthcare providers, financial services firms and retailers, but they lag behind restaurants, hospitality and automotive. By encouraging more reviews, the property management industry can become stronger.

Warm weather locations are winning. We examined the overall averages for property management locations in all 50 states and Washington, D.C. The overall averages are highest for Texas, Florida, Washington, D.C., Georgia and Virginia. The rankings for Texas and Florida are significant. Cities in those two states account for about half of all relocations occurring from New York City, as New Yorkers increasingly consider other options, as reported in National Mortgage News. Property management locations in Texas and Florida – representing 50 million people – are relatively well positioned for the influx, based on the metrics we assessed, ranging from online visibility to resident sentiment.

New England has nowhere to go but up. The locations receiving some of the lowest average scores include Vermont, Maine and New Hampshire. These findings matter because their proximity to large cities such as Boston and New York make them ideal for renters seeking to relocate during the pandemic. In fact, according to National Mortgage News, Vermont tops the list of states with the highest ratio of people moving in versus leaving. Vermont is hot! But our analysis shows that even though locations in Vermont enjoy high sentiment scores, they don’t engage well with residents, and locations do a poor job making themselves visible online. There’s a big opportunity for property management locations in Vermont and New England to up their reputation management games and benefit from the competitive market for potential new residents.

What Are Tenants Talking About?

Property Management is about real assets — but, overwhelmingly, what residents are commenting about online is the service they receive at the properties. When we took a closer look at the themes emerging from our analysis, here’s what we found:

Property Managers Should Own the Moment to Deliver a Great Experience

Customer experience is the most important ranking factor influencing your Reputation Score. And customer service is driving a largely positive sentiment, with renters leaving feedback such as:

  • “Great place, great staff, great location.”
  • “The maintenance staff is so efficient.”
  • “Highly recommended… they are always willing to go the extra mile.”
  • “Maintenance always solves our problems on the fly.”

When we examined comments more closely, we saw a pattern emerging: Your experience is the sum total of moments that matter, such as:

  • The move-in/move-out moment.
  • The speed of response to a service request.

Property Management Firms Need to Improve the Rental Office

The second-most mentioned topic among renters’ surveys? The quality of service from the rental office. And unfortunately, the feedback is largely negative. So what’s the problem? It comes down to people on the front lines.

  • “The new manager is rude.”
  • “The leasing office staff is terrible and unhelpful.”
  • “I love my apartment, but most of the staff and management are terrible.”

The irony is that properties scored so well in customer service overall. However, one bad encounter with a rental office employee can lead to a scathing online review. And one negative review can turn away as much as 22% of your customers. We urge property management firms to:

  • Respond to the negative reviews. Thank the reviewer for taking time to comment, and let them know you are following up. And, always be professional.
  • Study reviews closely to find out where the source of the problem is.
  • Take action. It might start with training employees and ultimately requires a consistent commitment.

What Are Tenants Talking About?

The ripple effects of economic dislocation, changing attitudes toward work and a reshifting of priorities is leading to one of the most significant relocations over the past half century – and property managers everywhere are still adapting. Here are the factors that will be most significant:

1) Digital Drives the Customer Journey

FaceTime chats with prospective renters. Live-streamed tours of properties. Two-way messaging. Leases signed and renewed online. These are among the digital tools that savvy property managers are mastering – quickly – in 2020 amid a dramatic shift in resident behavior.

Widespread shelter-in-place orders during the first half of 2020 didn’t stop people from looking for property to buy and rent. It’s just that digital became essential to that process. Walk-ins and drive-by visits stopped. Instead, prospects are going online to do everything, including searching for and evaluating properties, and making a decision about where to rent or buy.

Many property managers had already adapted to digital by using tools such as online leasing. The challenge that will remain as social distancing remains in place is this: Learning how to harness tools for a digital-essential journey, and figuring out how to keep the personal touch.

That all means using the right tools to be found and be chosen, including:

  • Smart digital advertising combined with organic content on social media and sites such as Google to be visible.
  • Digital platforms such as video and chat, along with in-person property visits managed safely to be considered and chosen.

The key is to turn the places where people find you online – your social channels, GMB listings and websites – into powerful content machines that use interactive tools such as chat, video and live-streaming to give prospective residents the information they need — what they might have otherwise found through an initial offline property visit, before the pandemic.

Your online destinations should also clearly share your safety protocols for customers who are ready to do an onsite visit (assuming you do business in an area in which businesses remain open).

Property managers are learning they can do all that with a personal touch, whether they’re having an online chat or conducting a socially distanced property tour.

2) Reviews Are More Important Than Ever

Overall, residents are satisfied with how property firms are responding to the pandemic, according to our analysis.

Based on reviews we analyzed, overall sentiment is positive, with 63% positive versus 37% negative. In addition to understanding overall sentiment, reviews provide clues as to how you can deliver a better customer experience during the pandemic.

Generally, customers have left positive feedback about property staff being flexible and attentive during the height of the pandemic. But, we’ve seen recurring criticism of maintenance staff for not practicing safe hygiene on the job. And the majority (66%) of the sentiment around leasing/payment has been negative, with residents complaining about topics such as late fees, rent amount and termination fees.

What’s next? Covid-19 will likely continue to impact the property management ecosystem over well into 2021. It could spike, subside and spike again indefinitely, causing economies to speed up, slow down and accelerate again. Regardless, this new customer journey is here to stay. Property managers who use online tools to manage that journey will win.

What Are Tenants Talking About?

Nearly all searches occur on Google, and more than half of all those searches are “zero-click.” This means that Google, not your website, may be the only opportunity you have to attract and convert new business. In other words, Google is your new digital front door.

What people find when they land on your Google My Business (GMB) listing will make the difference between them choosing to visit your property or your competitor’s. Showcasing plenty of recent customer reviews is essential. Today, 98% of prospective residents read reviews before they make a decision about where to live, and 84% of people trust online reviews as much as personal recommendations when evaluating a business.

Equally important is the level of richness and accuracy of your listings — are their photos of your properties? Do you manage your Google Q&A? Are you sharing relevant and interesting content via Google Posts? All of these factors affect your online visibility and your ability to generate clickthroughs and calls from your listings.

  3. Monitor and respond to reviews. Respond to all reviews, especially the negative ones, to demonstrate a commitment to the residents’ experience with your properties. As the pandemic continues to impact the way we work and live, uncertainty will persist, and the only way to gain consumer trust is through transparency and a demonstrated willingness to listen, take notes and act on resident feedback.

Using digital channels and virtual technologies to connect with current and prospective residents will help ease concerns about the pandemic and your response to it. Here are some important tips for keeping channels of communication open:

Share information. Use social media for time-sensitive announcements, such as changes in office hours, rent payment policies, available properties and other important information. Be sure to make the updates to your GMB listings, as well.

Share positive feedback. Get a good resident review? Share it with your communities, and — ask for their input while you’re at it. Post positive reviews and testimonials on your website.

Share negative feedback… and any changes made because of it. The more you demonstrate that you take feedback seriously, the more your residents will understand your commitment to making their environment a great place to live.

Continue to engage. Create surveys and social posts that poll residents on important issues, then act on the results. Involving residents in important decisions about the properties where they live inspires good will and strengthens trust.

1: We analyzed locations with a value of approximately $1,750 a month. We calculated value as the average rent multiplied by the occupation rate for the location. The effect might differ for locations with higher or lower rent, or with low occupation rates.
